The billing dispute

A customer disputes a charge they do not recognize. Success: the agent verifies identity per policy, explains the charge in plain language, and follows your dispute process without promising a refund they cannot authorize.

The confused first-time caller

A new customer cannot get set up. Success: the agent checks understanding step by step and confirms the problem is solved before ending the call.

The first outbound sales call

For sales floors: a prospect who says “not interested” in the first ten seconds. Success: one relevant question in approved language, then a respectful exit or a booked follow-up.

The escalation request

A customer demands a supervisor immediately. Success: the agent acknowledges the request, tries one resolution step if policy allows, and escalates smoothly when needed.

Score behaviors the agent controls. This is an illustrative example; replace it with your own quality criteria.

How should a call center roll out AI roleplay?

Pick two or three scenarios from your most expensive call types: repeat contacts, cancellations, or escalations.

Have new hires reach a set score on each scenario before they take that call type live.

4.

Use the same criteria to score live calls, and assign the next roleplay from each agent’s weakest criterion.

What does the agent need to run roleplay and live coaching?

Roleplay runs in the browser or desktop app with the agent’s headset microphone. Live coaching on real calls needs the call audio on the agent’s Mac or Windows computer: a softphone or browser-based agent desktop with a headset works best.
